Services Marketing and Service Quality

Week 7 covers what makes services different — intangibility, inseparability, variability and perishability — the extended 7Ps, the Gaps Model and service quality through SERVQUAL (RATER). This chapter is assessed directly in the A1 AI Service Marketing Simulation run in the required Week 7 tutorial, where you analyse a service encounter and recommend recovery. Applied: a SERVQUAL analysis of a delayed food-delivery order

Q [5 marks]. A customer's food-delivery order arrives very late and cold, and the chat agent is slow and dismissive. (a) Judge the encounter across the five SERVQUAL (RATER) dimensions, (b) identify the biggest gaps, and (c) recommend a recovery. (5 marks.)
  • +1Reliability: the core promise (hot food, on time) failed — a clear breach.
  • +1Responsiveness and Empathy: the agent was slow and dismissive — willingness to help and individualised care both failed, the sharpest gaps here.
  • +1Assurance and Tangibles: assurance (knowledgeable, trust-building handling) was weak; tangibles (packaging that kept food warm) also underperformed.
  • +1Biggest gaps: responsiveness and empathy in the complaint handling compounded the reliability failure — the recovery, not just the delay, drove dissatisfaction.
  • +1Recovery: apologise and empathise, resolve fairly and fast (refund/redelivery), and follow up — a strong recovery can restore or even raise satisfaction (the service recovery paradox).
Assess all five RATER dimensions (Reliability and Responsiveness/Empathy breached most, then Assurance/Tangibles), name responsiveness and empathy as the biggest gaps, and recommend a fast, fair, empathetic recovery with follow-up. The rubric rewards applying all five dimensions and linking the failure to a concrete recovery.

Why do services need extra Ps?

Because services are intangible, inseparable (produced and consumed together), variable and perishable, the customer experiences how the service is delivered, not just what is delivered. People (staff), Process (the delivery steps) and Physical evidence (tangible cues) become marketing decisions in their own right, giving the 7Ps.

What does SERVQUAL actually measure?

It measures perceived service quality as the gap between what customers expected and what they perceived they received, across five dimensions (RATER: Reliability, Assurance, Tangibles, Empathy, Responsiveness). A negative gap on any dimension flags where to improve — reliability failures and poor responsiveness are the most common.

How is Week 7 assessed?

Through the A1 AI Service Marketing Simulation, completed by the end of the required Week 7 tutorial: you role-play a service encounter with an AI avatar, then reflect using SERVQUAL.
